Named “Omniroute,” Freshdesks automatic ticket assign agent checks incoming inquires from all channels and assigns a support agent based on rules set by the management.
You can set the number of inquiries Omniroute can assign to single or multiple employees; you can even set if inquiries from one channel should go to a single agent or divided between different resources.
Freshdesk dashboard shows you the number of incoming inquiries from different channels and their solved ratio. Based on the information, you can re-route inquiries to the right team.
Fesdhdesk’s Ai bot “Freddy” is also handy. Freddy engages the customer and shares valuable tips/articles to solve the issue immediately. We tried Freddy and found it to be helpful in common scenarios, which helps enhancing customer satisfaction.
While Freddy covers common scenarios, it took Freddy a little longer to link us to a support agent.
A good ticketing system is an essential part of any customer support system. Freshdesk is as good as any other helpdesk software.
Freshdesk has tried to make their ticketing system more support agent-oriented, i.e., to increase agent’s productivity and decrease response time.
Customer issues mentioned on any communication channel, e.g., email, chat, social media, or a call, can be converted into a support ticket. This way, no issue goes unreported.
You can split tickets into different categories for better management and assign them to the relevant department/agent.
You can prioritize tickets based on defined keywords priority, i.e., tickets with those specific keywords will always show up as a high priority and need to be handled before other low priority issues. Agents can also filter tickets on a specific property, so they see problems based on their domain/ expertise.
You can also set an SLA (Service Level Agreement) performance threshold on Freshdesk to see customer service agents’ performance and Escalate if an issue is not timely resolved or responded to.
Freshdesk’s Ai engine named “Freddy” is also a useful tool. It automatically suggests help articles for frequently requested topics.

Tickets can also be split if two or more teams need to work parallel to resolve the issue. You can split it into a parent-child ticket; it will only be considered if all parent and child tickets are resolved.
All of the inter-team communication is also recorded within the ticket.
Service tasks can be used to keep the on-ground team updated. The service team can see all the actionable items in the ticket and can respond accordingly.
Freshdesk lacks project management features, but it should not be expected from a helpdesk software.
Freshdesk automation can be used to eliminate repetitive tasks and reduce the workload on the support team.
The automation tool is based on rules as it executes based on conditions and scenarios without any human interaction. This decreases the response time, hence better customer satisfaction.
Freshdesk automation also helps manage and review the tickets overall. Their automation tool named “Supervisor” automatically checks if tickets have not been updated in a while and informs the management/relevant support agent to see if any action is required. It can also perform automated actions like “send an email to the client asking if the issue is resolved or it needs some action.”
It can also help assign tickets to relevant team members automatically based on their skillset. A simple example would be an incoming inquiry regarding billing; automation tools automatically assign it to the service agent with billing information. If a query is in a different language, it is automatically assigned to an agent who can speak the required language.
Automation tool also sets the inquiry-based on different parameters like the issues that are being reported and what communication channel they are approaching you from. Based on these parameters, ticket priority is set.

Freshdesk’s knowledge base is useful; however, we found it a little underwhelming. The whole purpose of the knowledgebase is to limit customer conversations with the help desk agent. It would have been useful to get suggestions for the relevant articles while typing their problem in the contact form/ticket.
Freshdesk also could have handled the typos a little better. Customers, while typing in the support request, tend not to review if there are any typos; this can throw off Freshdesk and not show relevant articles.
